Handling failed payments and refunds the right way
Why online payments fail in India, how to help customers retry, how long refunds take and how to communicate so a failed payment does not lose the customer.

- Keep the cart and offer a retry or another method when a payment fails
- Reconcile every order, payment and refund so that no customer is charged twice or not at all
- Tell customers the refund method and expected timeline before they ask
A failed payment is a warm lead at the worst moment. Handle it well and most customers retry. Handle it badly and they leave, unsure whether they were charged.
Why payments fail
- Bank or UPI app downtime, or network drops on mobile data.
- OTP not received or timed out.
- Insufficient balance or exceeding a UPI or card limit.
- Card not enabled for online or international use.
- Suspected fraud blocks by the bank.
- Customer closes the page during authentication.
Design the failure experience
- Keep the cart. Never make the customer start over.
- Say what happened in plain words. "Your bank did not approve the payment. You have not been charged." Or: "We are checking your payment. Please do not pay again."
- Offer another path. A different UPI app, a card, netbanking, or COD with OTP.
- Handle pending payments. Some payments stay pending for a short time. Poll status and send a confirmation or failure message automatically.
- Prevent double orders. If the customer retries, link it to the same order.
Reconcile every day
Match three lists: orders in your store, payments at your gateway and refunds at your gateway. Look for:
- Money captured but no order (create the order or refund).
- Order with no payment (cancel or chase).
- Duplicate payments (refund the extra).
Most gateways send webhooks for payment events. Verify their signatures and process each event once (security checklist).
Refunds: set expectations
Refunds normally go back to the original payment method. Banks take time to credit them, and customers often see them within about five to seven working days, though timing varies. Tell customers:
- That the refund has been initiated and the date.
- The amount, including whether shipping is refunded.
- The method, such as "to your original UPI account".
For COD orders, collect a UPI ID or bank details through a secure form, and never ask over open chat for sensitive data.
Communicate in the channel they use
A WhatsApp or SMS message with the order number and refund status removes most support queries. Use utility messages for transactional updates (WhatsApp order updates).
Fraud and chargebacks
If a customer disputes a charge with their bank, you may have to supply evidence. Keep order details, delivery proof and communication. Clear descriptors on statements reduce disputes, because customers recognise the charge.
What to do next
Check what happens today if a payment fails on your store: does the cart survive, and what does the customer see? Fix any dead end, then set up a daily reconciliation.
Frequently asked questions
How long do refunds take?
Often around five to seven working days to show in the customer's account after you initiate them, but banks and methods differ. Share the timeline when you start the refund.
What if the customer was charged but I got no order?
Check the gateway's records. If the payment was captured, either complete the order or refund it quickly, and tell the customer which.
Should I refund shipping?
It depends on your policy and the reason. Say it clearly in your returns policy, and follow it consistently.
